Verizon is making significant strides in integrating Agentic Artificial Intelligence (AI) to revolutionize its customer, employee, and network experiences, aiming for substantial gains in productivity and efficiency. This strategic pivot towards agentic solutions has been a key focus over the past year, as detailed by Himanshu Polavarapu, Associate Vice-President of Tech Strategy and Enterprise Architecture at Verizon, in an interview with TM Forum on September 10, 2025.
Transforming Customer Experience with AI
In customer experience, Verizon’s agent ecosystems are deployed across digital touchpoints, including IVR and direct agent interactions for sales and service. The company has developed and implemented advanced chatbots designed to anticipate and address customer needs based on their information and behavior. Furthermore, frontline customer service agents are now equipped with a ‘Personal Research Assistant’ (PRA). This AI tool eliminates the need for agents to manually search through extensive knowledge articles, allowing them to quickly find the best offers, solutions, or explanations for billing inquiries by simply asking their PRA. Verizon measures the success of these PRAs through metrics like answerability, accuracy, and efficacy, supported by a dedicated testing and evaluation platform to ensure continuous improvement and daily information updates.
This push aligns with Verizon’s broader ‘Customer Experience Transformation’ announced earlier in June 2025, which introduced AI assistants and ‘Customer Champions’ – elite human agents now available to all consumers, not just large business clients. These systems, often leveraging Google Gemini 2.0 models, aim to handle complex issues, provide updates, and improve first-call resolution rates. Verizon’s CEO of Consumer, Sowmyanarayan Sampath, noted the ambition to ‘set the standard for customer experience’ and highlighted the use of an agentic framework to automatically resolve issues like lost phones in transit, providing credits without customer intervention. The company also transcribes and analyzes hundreds of thousands of daily customer calls using AI to generate daily reports on customer feedback, enabling a more responsive approach to service.
Empowering Employees and Streamlining Operations
Verizon extends its agent ecosystem to internal operations, particularly in the software development lifecycle (SDLC). Initial productivity gains from code-assist tools have evolved into a comprehensive transformation of the entire SDLC. This includes standardizing processes across different organizations and providing AI tools tailored for various user personas, from business product owners to developers and testers. For instance, an AI tool now generates complex user stories, including impacted applications, design elements, sequence flows, and test scenarios, from a single business requirement, significantly reducing the need for lengthy meetings. Developers are shifting from primarily writing code to reviewing pre-generated code snippets, leading to automatic deployment upon acceptance. This focus on speed, quality, and cost optimization is a core KPI for these initiatives.
Enhancing Network Performance with Agentic AI
Agentic AI is also fundamentally changing Verizon’s investment in core platforms and networks. Recognizing that poor network experience directly impacts customer satisfaction, Verizon has developed tools to enhance the productivity of its network workforce, which includes teams in planning, engineering, system performance, and service assurance. A notable innovation is the ‘Network Genie,’ a predictive model that allows network staff to query situations, receive correlated insights, and get recommendations, such as rerouting traffic to prevent cell overload. This tiered competency approach within the network journey enables automated, end-to-end orchestration for issue resolution and deployment, if approved by the user.
Data Management and Responsible AI
To fuel these AI initiatives, Verizon has undertaken a massive data consolidation effort, bringing together four on-premise and public cloud data lakes (customer, corporate function, business, and network data) under the ‘Verizon Data Program.’ The company curates specific ‘data products’ for AI and has developed ‘One Functionality,’ an internal knowledge service that ingests vast volumes of unstructured data (images, PDFs, Excel, Word documents) to generate agent- or LLM-ready data.

This council prioritizes use cases based on ROI, narrowing down from approximately 140 to a top 20. A closed-loop governance model ensures that proofs of concept are thoroughly tested before deployment at scale, with continuous measurement of benefits and ROI. The company is also committed to upskilling its entire workforce, from C-suite executives to frontline employees, through master classes and ongoing education, acknowledging the constant evolution of the AI landscape. A dedicated team is already exploring advancements beyond Agentic AI, including the Model Content Protocol (MCP), to ensure responsible future deployment.
